What is WFO (Workforce Optimization)?

WFO (Workforce Optimization) is the umbrella discipline for improving contact-center quality and agent performance — call recording, quality scoring, speech and sentiment analytics, and agent coaching — layered on top of WFM (Workforce Management), which only covers forecasting, scheduling, and adherence. Where WFM answers "do we have the right number of agents staffed at the right time," WFO answers "how well are those agents actually handling each interaction," using recorded and scored conversations to guide coaching and process improvement.

WFO suites typically combine several capabilities under one umbrella: call recording for evidence and compliance, quality management scorecards that grade a sample of interactions against a rubric, speech and sentiment analytics that surface tone and compliance risk across recordings, and coaching workflows that route flagged calls to a supervisor for agent feedback.

WFM and WFO are complementary, not competing: a contact center still needs WFM to staff the right number of agents at the right times, and separately needs WFO to verify that once staffed, those agents are handling interactions well — many platforms ship both under one "workforce engagement management" (WEM) banner.
