A virtual callback lets a caller waiting in a queue hang up and keep their place in line. The caller presses a key to accept the offer, the system holds their spot virtually, and when their turn arrives it dials them back and connects them to an agent — so they stop listening to hold music without losing priority. Teams use it to cut abandonment during peaks without adding staff, and callers know it as the press-1-for-a-callback prompt.

The caller's position is what carries over: the queue records where in line the callback sits, and triggers the outbound dial when the line ahead clears rather than at a fixed wall-clock time. Some platforms pair the offer with a position or estimated-wait announcement so the caller can decide to hold or accept, and a no-answer retry policy governs what happens when the caller misses the return call.
A callback replaces queue-side holding, not the queue itself — the ACD still orders work and dispatches it to agents, and the callbacks sit in the same queue as live holders. Choosing callbacks over music shifts occupancy off the hold channel and onto an outbound dial the contact center schedules, which is why dispatch can also run callbacks through DNC screening before any dial.

- What happens if the caller misses the return call?
- Most platforms define a no-answer policy in advance: retry the number once or twice, then either drop the position, park the callback for the caller to re-arm, or divert to voicemail. The policy is a queue-level setting rather than something the caller controls.
